Lessons in Building High-Reliability Enterprise Platforms
-
Building high-reliability enterprise platforms isn’t just about technology—it’s about people, processes, and operational design.
-
During my time at Fidelity, I led the design and implementation of an intelligent swarming ITSM model that provided 24/7 follow-the-sun coverage across the US, India, and Ireland. Some key lessons I learned:
-
Design for operational resilience from day one.
-
Rotational staffing and cross-training reduce single points of failure and ensure knowledge is distributed.
-
Process + automation = reduced operational drag.
-
AI-enabled workflow automation brought incident backlogs down from ~100 tickets to consistently fewer than 5, freeing teams to focus on high-value work.
-
Collaboration across teams is non-negotiable.
-
Close partnership with engineering, security, UX, and operations ensures platforms are not only built but supported sustainably.
-
High-reliability scales with intentional design.
-
Follow-the-sun coverage, escalation protocols, and skill-based swarming allowed us to serve millions of global users while maintaining compliance and performance.
-
Metrics drive trust and improvement.
-
Tracking MTTR, backlog reduction, and onboarding speed helped demonstrate measurable impact to stakeholders.
-
The same principles applied to identity platforms and Azure AD B2C onboarding, where process, automation, and high-reliability design reduced onboarding timelines from 9–12 months to ~6 weeks.
-
Building platforms that scale reliably isn’t easy, but when done right, it accelerates business outcomes, reduces operational risk, and keeps teams engaged and supported.
